Customer Entered the Wrong Shipping Address on Shopify? Here’s What Your Support Team Should Do

When a customer asks to change the shipping address on a Shopify order, check the fulfilment state before promising anything. An unfulfilled order with no label is usually the simplest case. A purchased label may need to be replaced, while a parcel already with the carrier requires a different response and may no longer be redirectable.
The support job is to act quickly, verify the request and coordinate with whoever controls fulfilment. It is not enough to tell the customer that the address has been noted.
Use the order state to choose the next action
| Order state | What support should do | What not to promise |
|---|---|---|
| Unfulfilled, no label | Verify the customer and new address, pause fulfilment, then edit the shipping address if authorised | That the change is complete before it is saved and confirmed |
| Label purchased, parcel not collected | Pause dispatch, check whether the label can be voided, update the order and buy a replacement label if required | That editing Shopify automatically updates an existing label |
| Parcel handed to carrier | Check the latest tracking event and carrier options, then explain what can still be attempted | That the carrier will redirect the parcel |
| Delivered or returning | Move from address correction to delivery investigation, return-to-sender or reshipment policy | An automatic refund or free replacement |
This four-state check prevents the most damaging error: treating every address-change message as the same request.
First response: verify, pause and inspect
The first useful reply should buy the team time without implying that the address can definitely be changed. Before editing anything:
- Match the requester to the order using the store's approved verification method.
- Ask for the complete replacement address, including name, street, unit, postcode, country and contact number where relevant.
- Check the order, payment and fulfilment status in Shopify.
- Pause picking or contact the fulfilment partner if that work may already have started.
- Record the original request and the final action in the order timeline or support record.
An order number alone may not be enough to disclose or change customer data. Use a proportionate identity check and avoid asking for information that the team does not need.
Immediate acknowledgement:
Thanks for letting us know. I’m checking whether your order has entered fulfilment. Please confirm the full delivery address you want us to use. We have not confirmed the change yet, but we’ll update you as soon as we know whether it is still possible.
If the order is unfulfilled and has no shipping label
This is the clearest opportunity to correct the address. Shopify currently lets an authorised user edit an order's shipping address from the Customer section of the order details page. The platform's order-details guidance gives the current admin steps.
Support should still check whether an external warehouse, dropshipping supplier or fulfilment app has already received the order. Shopify may say unfulfilled while work is underway elsewhere. If another system controls dispatch, pause or correct the order there as well.
After the edit, confirm the saved address against the customer's message. Do not update the general customer profile unless that is also what the customer requested; changing the address for one order and changing a saved profile are different actions.
Confirmation reply:
We’ve updated the shipping address for order [number] to [new address]. The order had not entered fulfilment, so no carrier action was required. Please review the address above and tell us immediately if anything is still incorrect.
If a label exists but the parcel has not been collected
Editing the order does not necessarily alter a label that has already been purchased. Stop the parcel from leaving, then check whether the existing label can be voided and replaced.
Shopify's current shipping-label guidance says eligible unused labels can be voided, after which the order details can be changed and a new label bought. Eligibility depends on factors such as the label's age and whether tracking events already exist.
If a third-party shipping platform produced the label, follow that provider's process. The safe rule is simple: compare the address printed on the active label with the corrected order before dispatch.
Customer reply while the label is being replaced:
Your parcel has not been collected, but a label was already created. We have paused dispatch while the fulfilment team checks whether it can replace the label with the corrected address. We will confirm the outcome before the parcel leaves.
If the parcel is already with the carrier
Once the first carrier scan appears, an address change becomes a delivery-interception question. Options differ by carrier, service, destination and parcel state. Some carriers may allow a correction or collection-point change; others may refuse the request or return the parcel to the sender.
Support should:
- check the latest confirmed tracking event;
- contact the carrier through the merchant's account where appropriate;
- give the customer the carrier's verified option, not a guessed outcome;
- record any reference number or instruction;
- explain who owns the next update.
A live Shopify order-status lookup is relevant here because a general delivery estimate cannot replace the current order and tracking state.
Reply after carrier handover:
Your parcel has already entered the carrier network, so we can no longer edit the shipment directly in Shopify. We are checking whether the carrier can redirect it. This is a request rather than a guarantee, and we will update you when the carrier responds.
If the parcel was delivered, refused or returned
At this stage, the address cannot be corrected on the original shipment. The case should move into the store's delivered-to-wrong-address, return-to-sender or reshipment policy.
Check the order record, the address originally submitted, proof of delivery, carrier events and the customer's message. A human should decide any refund, replacement, goodwill credit or additional shipping charge. Local consumer law and the merchant's published terms can affect that decision, so the support team should not improvise a universal rule.
This is also a common point for frustration. A practical AI-first support policy keeps a person available when the conversation moves from a factual status check to a disputed outcome.
Handle address-change requests received after hours
An after-hours reply should acknowledge urgency without pretending the warehouse has been stopped. Ask for the corrected address, identify the order and state when a person will review it.
We’ve received your address-change request for order [number]. The change is not confirmed yet because our team needs to check whether fulfilment has started. Please send the complete corrected address now. A team member will review the order from [time and time zone].
If fulfilment runs overnight, route these requests to an on-call queue rather than relying on the next business-day inbox. The response target should reflect the dispatch schedule, not a generic support SLA.
Where AeroChat fits in this workflow
AeroChat is an AI agent platform that helps Shopify merchants run customer service on autopilot. For an address-change message, its useful role is early triage: recognise the request, collect the order details and corrected address, retrieve relevant Shopify order status and move the conversation to a person when an edit or judgement is required.
The AeroChat Shopify integration supports synchronised store and order information, while human handover with conversation context helps the agent see what the customer already supplied. That can shorten the route to action, but the merchant still controls order edits, fulfilment coordination and any exception decision.
AeroChat should not tell the customer that the address was changed unless the responsible system and team have confirmed it. This is a good example of customer-service automation with a clear boundary: automation handles recognition and evidence gathering; an authorised workflow controls the change.
Prevent avoidable address-change tickets
Prevention will not remove every mistake, but it can reduce preventable contacts:
- make the delivery address prominent in the order confirmation;
- tell customers how quickly fulfilment begins;
- provide one obvious address-correction contact route;
- flag incomplete or unverified addresses before dispatch;
- define whether changes are accepted after label creation;
- review repeated causes such as saved wallet addresses, missing unit numbers or postcode errors.
Do not create a long hold on every order unless the evidence justifies the delay. A slower dispatch process can create more customer frustration than it prevents. Start by measuring how often address changes occur, when they arrive and how many are caught before fulfilment.
The useful next step
Turn the four order states into a one-page internal rule and place it beside the order queue. Give every state an owner, an allowed action and an approved customer reply. Then test the workflow with an unfulfilled order, a labelled parcel and a simulated after-hours request before relying on it in a live case.
